I think You are wrong.
Here is Astaro answer for my request:
"unfortunately we have to inform you that Astaro Support is a pure 2nd level support and for Astaro Partners and Distribution only. Please contact your Astaro partner or distributor they will help you to solve the problem and may forward the issue to Astaro according to the purchased silver and gold maintenance conditions"

That's how they word it... essentially, most of my customers ask us first about an issue, and if we can't solve it, they do get a ticket started for them by us... so maybe we just haven't had an instance where someone had an issue with support.  In any event, your reseller should have no problem starting a support ticket for you -- have you asked them to do so yet?  Admittedly, most of our customers do purchase the Platinum maintenance; yet most of them still ask us for help, which we are happy to provide.

Why do so many steps in selecting your license upload files etc if i recieve a standard answer....

I agree with you that most customers consult there reseller first.
So am I, and I have to say they are doing great job.

That's not the point.
The point is that after buying AGS (which doesn't come cheep) you expect to have the right and the ability - if you wish to - to address directly to Astaro helps, without going thrugh the screen of our resellers.

Anyone paying support should be able to go to Astaro direct!  Having to go via a reseller aint good.  (Tho I too suggest you try them first)...

I totally agree with Simon. We have Gold Support on two ASG320 and I have a problem with Policy Routing. I adresses Astaro through my.astaro.com and I have gotten the same email back which states that I have to go to my reseller. But since my old reseller was not the fastest (I had to wait a few weeks for an answer the last two times) I did not want to address him. I answered to that standart email from Astaro very madly and now it works and I have the case opened.
BUT: I pay abut 1000 Euros/Year for the Gold Support and I must have the right to address Astaro through email. I don't know when they changed it, but before there was platinum support you were even allowed to call during business hours. I think they must really think about their support, because I have not made the best experience with the resellers and for 1000 Euros per Year I want support from Astaro directly.

Last time I called reseller they directed me to Astaro as they could not resolve the issue themselves....

I'd be happy if Silver was direct support, via email only, 24 hr turnaround on an answer. (Even if its a wrong answer, or a "we're looking into it"

As far as I understand it there's a difference in support for those that have purchased from Astaro directly and those that have purchased Astaro products via a reseller. The latter are required to contact their reseller first. However, resellers could have a different opinion (or level of performance) about this procedure and thus your results may vary.

All in all, having distributed support is a good thing. Knowledge, expertize, etc is spread and all can learn from each other. And Astaro isn't flooded with calls and thus have more means to concentrate on other important things. Plus you get localized support.
On the other hand, there should be a fast track and crystal clear fallback procedure in case a reseller, for one reason or another, at some point in time, doesn't perform. For one, even resellers can go belly up or loose their key Astaro support person. And you don't want to be in a situation to then find out that everyone is pointing to someone else and it take weeks for things to get sorted out.

All thanks for responses! I know that are problems with the new version and suggentions are taken by astaro under advisement. Happy the response is so positief. Even so the information where the working on etc is great.

I'm a reseller; we don't charge our customers "extra" for using their Gold or Platinum support; that includes talking with them, maybe even remoting into a box to take a look (if it's a problem we've seen before)... if we don't know, we open a case for them with Astaro.  Now, if a customer wants "support" to configure their entire Astaro setup for them, we offer a configuration service for that, and we do charge for that.  No one I've run across (so far) has a problem with that;  most like letting us just handle it and like getting it done right the first time.  If someone did have a problem with that, I'd just say "If you buy Windows Server 2003 from Microsoft, do they come in and totally configure your domain and workstations for free?" -- of course not.  We actually also have contracts with customers where we handle the whole ball of wax; compliance monitoring and reporting, management, you name it.

Resellers should NOT be charging to handle real support cases.  We don't charge for starting cases for Gold or Platinum Maintenance holders, and do so gladly, and frankly, I think we go the extra mile in most cases.  Platinum Support holders (and we've got a lot of customers with that option--faster hardware replacement and all that jazz) do have the ability to start their own cases with Astaro directly; we still find most of our customers call us first, because we often DO have the answer that they're looking for, and we have a relationship established.  Silver Support, BTW, is no longer on the price lists.. it's either Gold or Platinum.

It sounds like some of you guys have dealt with some rather slack resellers; all I can tell you is to complain to Astaro and get a new reseller (yes, it does happen; I've got a few new customers myself that came from a slack reseller or two).  The direct model (at least in the U.S.) is no longer an option; everything "should" be through a reseller... but you can choose.

A local car wash here in Columbia has a sign on all of his locations (and he's got a lot; very successful -- I use them myself for our company vehicles):

My support level is Silver.
When I purchased my Astaro, about three month ago, I wasn't aware that there is a few level of support, nor talked about it with my reseller.
I knew that there is 24/7 support, which you can call directly to Astaro, but like you said, I thought it would be easier and faster to consult my reseller.
The reason I have decided to go for Astaro was the ratio of cost/benefit, and that I was looking for all-in-one solution.
It didn't come cheap at all, since I have 500 users, and paid for three years (was it a mistake?)
Two days ago, I have run in a problem of letting special service go through my firewall's proxy. I have asked my reseller to help me, and he did (10 minutes of work).
Not like in the past when I needed support, this time they want to charge me for this.
Is it Astaro policy or something locally?
What the different between Silver, Gold ad Platinum?
Is it possible to purchase/upgrade support separately and does it worth it?

As far as whether you should be charged for what your reseller did for you; it's hard for me to judge whether I'd bill for it or not, really depends on the situation.  Most of the time when a client has need of help that involves configuration (say they add a new client app somewhere that needs access to a server on a wierd port, etc.), and they just don't want to deal with it, yes, they call us and we do it, and it's billable.  It's not that expensive, and they've often got better things to do.  Again, for me, it would depend on the situation.

Good security isn't cheap... it may seem like a lot of money, but it's worth it.  3 years is actually a bargain, you get the equivalent of one year free when you purchase it this way, if you buy a 5 year term, it's almost like getting 2 years free;  we sell a LOT of 3 year terms.

If you want to up your support level to Gold or Platinum, yes, your reseller should have SKUs available to them to upgrade you... they are per-month SKUs, so if you have, say 24 months left on your current silver support, they can order "24" of the 1 month Silver to Gold upgrade SKU's, etc.  It's not hard to do.  I'm getting the feeling you don't like dealing with resellers much (or at least not that one), so you probably want Platinum -- the advantage is that you can call astaro directly on a 1-800 number with a PIN and get support that way, and there's weekend support, etc.  Gold is the same except you start cases through a reseller, larger support response window (4 hours), and no weekend support.

To be honest, I don't have one single bad word to say about my reseller.
But like Murphy low, it's most likely to for the system to break down on weekends, holidays or in the evenings, and they are just not build for this kind of service.
From what i read  about Astaro response in this forum, I think it would be great if someone will establish an Astaro support company.
I know I wouldn't mind paying for it.

Well, we do offer support on weekends (we do a lot financial business and manufacturing service and support), have techs on duty (a page away, our call handling system gets the nearest available tech) on weekends, etc. If you are only looking for Astaro support, Platinum maintenance would be a worthwhile upgrade.
